Left unmanaged, tickets sit unassigned for a median of 45 minutes. That’s because getting support tickets into the right technician’s hands sounds simple, but in practice requires a surprising amount of time, issue discovery, and mental energy.

When a new ticket arrives, someone needs to decipher what the issue is, decide how urgent and impactful it is, and then identify which techs have relevant experience, are available, can handle it with their current workload, and ideally have pre-existing customer knowledge.

For MSPs and IT teams without a dedicated dispatcher, that work falls to a service manager or a team lead. On other teams, individual techs monitor an unassigned queue and choose their own next ticket.

Either way, there’s friction. Manual dispatch requires someone to continuously monitor the queue while maintaining a working knowledge of every tech’s skills and capacity. Self-selection, on the other hand, forces technicians to repeatedly read and evaluate tickets before they can start working, often leading to cherry-picking, uneven workloads, and slower response times.

Step 1: Understand the Ticket, Then Prioritize It

Good dispatch starts with good triage.

When a new ticket arrives, Syncro analyzes the ticket content and available context across several dimensions to understand what kind of work it represents and how quickly it may require attention:

  • ITIL ticket type: determines whether the ticket represents an incident (something broken or degraded) or a service request.
  • Classification: identifies what the ticket is about through a Syncro-developed ticket taxonomy, analyzing more than 100,000 tickets to identify common categories, subcategories, and problem types across IT service delivery.
  • Impact: considers the scope of the issue. Is it affecting one user, multiple users, or potentially a broader part of the organization?
  • Urgency: evaluates how quickly the issue may need attention, including contextual indicators of time sensitivity within the ticket.

Impact and urgency are then used to recommend ticket priority.

Syncro also incorporates customer context into that decision. If the contact submitting the ticket is designated as a VIP, Syncro will adjust the recommended priority accordingly.

The result is a richer understanding of the ticket before dispatch even begins:

  • What happened?
  • What kind of issue is this?
  • Who is affected?
  • How quickly does it need attention?
  • And who is requesting support?

Only then do we ask who should work it.

Step 2: Build a Tech Experience Matrix, Automatically

Understanding that a ticket is a networking issue is useful. Determining who on the team is best positioned to work that particular networking issue requires another layer of intelligence.

Organizations often solve this with spreadsheets or manually maintained routing rules:

  • Tier 1 → Common support requests
  • Tier 2 → Complex troubleshooting and escalations
  • Tier 3 → Specialized or project-based work

But real technician experience is more nuanced than a static sheet or set of rules can represent, and it is constantly evolving.

People learn new systems. They take on new customers. Their responsibilities evolve. Someone who wasn’t previously considered the team’s Microsoft 365 expert may have worked dozens of Microsoft 365 tickets over the past few months.

A static skills matrix starts becoming outdated almost immediately.

Step 3: Find the Best Available Tech, Not the Next in Line

Round-robin asks: Whose turn is it?

Static routing rules ask: Who did an administrator configure to receive this type of ticket?

Syncro Ticket Dispatch asks a different question: Of the technicians who can take this ticket right now, who is actually best positioned to work it?

That distinction is important. Availability determines who can take the ticket, but experience, recency, workload, and customer context determine who should take it.

Once Syncro understands the incoming ticket and has a current picture of technician experience, AI Ticket Dispatch happens in two stages: first, it determines who can realistically take the ticket, then it ranks those technicians for best fit.

First, Filter for Availability

Before ranking anyone, Syncro narrows the candidate pool to technicians who are eligible for dispatch and have sufficient calendar capacity.

When technicians connect Microsoft Outlook or Google Calendar, Syncro uses that calendar context to determine whether someone has capacity to take on additional work.

Availability works as a gate. If a technician is unavailable or already overbooked, they’re removed from consideration entirely, even if they’d otherwise be the strongest technical match.

Then, Rank the Available Technicians

Once Syncro has narrowed the candidate pool, it scores the remaining technicians using several signals:

  1. Relevant experience: Has this technician worked on this type of problem before?

Syncro compares the incoming ticket’s classification with the technician’s historical work to understand how closely their experience matches the issue.

Experience isn’t only about volume. Someone who has handled several similar tickets recently may be better positioned than someone whose experience with that issue occurred much further in the past.

Syncro considers the technician’s current high-priority ticket load so that assignments are not based on technical experience alone.

  1. Customer affinity: How well does the technician know the customer?

Previous work for a customer can positively influence a technician’s overall match. A tech who has previously worked with a particular organization likely already understands its users, environment, infrastructure, and history, reducing the amount of discovery required before troubleshooting begins.

Step 4: Approve Recommendations, or Automate

Not every team is ready, or even wants, to totally automate dispatch decisions.

That’s why Syncro Ticket Triage and Dispatch supports two modes, providing a manageable path from AI-assisted to fully automated dispatch that doesn’t require teams to change everything at once:
